Industri perhotelan di Jakarta masih menghadapi persoalan tingginya turnover karyawan, terutama pada posisi garis depan yang kerap menjadi sasaran customer incivility berupa perilaku pelanggan yang tidak sopan dan merendahkan. Penelitian ini bertujuan menguji pengaruh customer incivility terhadap turnover intention pada karyawan hotel berbintang di Jakarta dengan melibatkan 191 responden. Model penelitian memasukkan emotional exhaustion, withdrawal, retaliation, dan job satisfaction sebagai variabel mediasi. Penelitian dilakukan dengan pendekatan kuantitatif melalui survei pada karyawan frontliner, kemudian dianalisis menggunakan PLS-SEM.
